Pennington was one of the first pioneers of good CX, seeing that there were ways to attract customers but none to keep them happy.<\/span><\/p>\n<p><span data-contrast=\"auto\">\u201cBack around the turn of the century CX was just in its infancy, it was dominated by research businesses that told you the problems with your customer service,\u201d he said. \u201cBut not how to fix them. I make sure to focus on the quarter ahead but with an eye on the longer-term cumulative goal. In reality it is a never ending journey of changes and adjustments.<\/span><span data-ccp-props=\"{&quot;201341983&quot;:0,&quot;335559739&quot;:160,&quot;335559740&quot;:276}\">\u00a0<\/span><\/p>\n<p><span data-contrast=\"auto\">They spend too much time fixing recurring problems rather than redesigning the experience based on the known issues. Data, information and research are too often used as reasons not to act. The phrase, \u201cwe need more data\u201d means it is not turned into actionable change; too many times the default is to create a huge program and then to wait for the 2-3 years it might take to deliver on that. <\/span><span data-ccp-props=\"{&quot;201341983&quot;:0,&quot;335559739&quot;:160,&quot;335559740&quot;:276}\">\u00a0<\/span><\/p>\n<p><span data-contrast=\"auto\">In the meantime the world has changed, you need to make hundreds of tiny changes that require little or no governance.
