Most contact center leaders ask the wrong question about AI. They ask how many agents it can replace. The better question is simpler: which calls should it take?

We’ve watched both extremes fail. Route every call to people, and your best agents spend the day reading out delivery dates. Route every call to a bot, and the customer with a disputed charge hangs up angry.

AI voice agents for contact center teams work best as a routing decision, not a headcount decision. In this guide, we map which calls go to AI and which stay with humans. We also cover handoff design and what the split does to cost, handle time and first call resolution.

What Are AI Voice Agents for Contact Centers and How Do They Work?

An AI voice agent is software that answers and resolves phone calls in natural speech. It listens, works out what the caller wants, acts in your systems and replies out loud. In a contact center, it works the same lines as your human team. It completes the calls it can and hands the rest to a person, with context attached.

Every turn of the conversation runs through three layers in a loop:

  1. Speech-to-text converts the caller’s words into text as they speak.
  2. A large language model reads that text, identifies the intent and decides the next action.
  3. Text-to-speech turns the reply into a natural voice.

The LLM layer is what separates a voice agent from an IVR. An IVR asks callers to press 1 for billing. A voice agent lets them say “my refund hasn’t arrived” and checks the refund status itself.

Don’t confuse a voice agent with agent assist either. Agent assist sits beside a human, suggesting answers during a live call. A voice agent takes the call on its own. draws the same line: older GenAI tools assist with information, while agentic AI resolves requests for the customer.

In our AceX Voice Agent rollouts, response speed decides whether callers stay. A pause that feels fine in chat feels long on a phone line.

Which Contact Center Calls Should AI Voice Agents Handle?

already hold. Order status, payment reminders, appointment booking, balance checks and COD confirmation all fit. Each follows a known path. The answer sits in a database, not in someone’s judgement. If a trained agent could resolve it from a script, a voice agent can too.

Before any contact center voice agent goes live, we run a three-question test with the client:

  • Is it high volume? Automation pays back fastest on calls you get hundreds of times a day.
  • Is it low variance? The call should follow the same few paths almost every time.
  • Does a system hold the answer? If your order system, CRM or billing tool has it, the agent can fetch it.

Calls that pass all three usually include:

  • Order and delivery status, often called WISMO
  • COD order confirmation before dispatch
  • Payment and EMI reminders
  • Appointment booking, rescheduling and reminders
  • Account balance, policy status and ticket status checks
  • Lead qualification on inbound enquiries

This list matches where analysts expect AI voice agents for contact center operations to land. Gartner predicts agentic AI will resolve 80% of common customer service issues without human intervention by 2029. Note the word “common”. The forecast covers routine volume, not every call you take.

Which Calls Still Need Human Agents?

Human agents should own calls where the right answer depends on judgement, empathy or risk. That covers complaints, billing disputes, retention offers, high-value sales and anything legally sensitive. It also covers the exception, the case your rules never anticipated. Voice agents follow process well. People handle what falls outside it.

Customers agree. In a Gartner survey of 5,801 US customers, 54% trusted human agents more than AI for recommendations. Only 32% trusted AI more. The survey ran in early 2025.

Keep these calls with people:

  1. Emotional calls. Bereavement, fraud victims and angry repeat callers need empathy, not efficiency.
  2. Money in dispute. Chargebacks, refund exceptions and billing errors carry financial and reputational risk.
  3. Retention and upsell. Saving a cancelling customer means reading tone and judging which offer to make.
  4. Multi-issue calls. A caller with three linked problems needs someone who can hold the whole picture.
  5. Regulated conversations. Loan hardship, insurance claims and medical queries often need a trained, accountable person.

Our rule of thumb is simple. If a wrong answer costs more than the call itself, route it to a human.

How Should AI-to-Human Handoff Work?

A good handoff moves the caller to a person without making them repeat anything. The voice agent should transfer on clear triggers and pass a summary with caller details. The call should land with an agent who has the right skill. Callers must also be able to ask for a human at any point. A hidden exit destroys trust faster than any bug.

Set escalation triggers before launch, not after the first complaint.

Then decide what travels with the call. At minimum, the human agent should see the intent, verified identity, steps already tried and a short transcript. Our Contact Center Studio routes escalated calls by skill. A billing dispute shouldn’t land with a sales rep.

Industry veterans advise service leaders to implement dynamic routing that separates human and AI interactions. It also recommends clear policies for AI-led interactions, covering privacy, security and escalation. We’d add one rule: test the handoff with real callers before you scale.

What Does the AI-Human Split Save?

With AI voice agents for contact center teams, the split moves repetitive volume off paid agent hours. Human time then goes to fewer, harder calls. Gartner ties its 2029 automation forecast to a 30% cut in customer service operational costs. Your real saving shows up in one metric: blended cost per resolved call, across bots and humans together.

Cost per resolved call

Per-minute pricing is the wrong lens. A voice agent minute might cost less than an agent minute, but the real savings come from elsewhere. They come from removing whole cost layers on automated calls: idle time, night shifts, training, and attrition.

Watch the escalated calls closely. Each one carries the bot cost plus the full human cost. So track containment rate alongside cost.

Handle time and first call resolution

Expect average handle time to rise on the human side. That’s healthy. Agents now get the harder calls, which take longer, so judge them on resolution, not speed.

AI can still lift human productivity. A 2025 Quarterly Journal of Economics study found AI assistance raised agents’ issues resolved per hour by 15%. The study covered 5,172 customer support agents, whose callers were also less likely to ask for a manager.

Measure first call resolution across both channels. A “contained” bot call that triggers a callback next day isn’t resolved.

How Indian Contact Centers Split Calls in Practice

Here’s how you can set up the split for a D2C e-commerce brand heading into a festive sale. The same pattern works for other inbound workflows or outbound workflows.

  1. Audit the call mix: Pull 30 days of call reasons and tag each one AI-ready or human-only.
  2. Automate tier-one calls: Deploy a solution like AceX Agent Studio to handle inbound order status calls and make outbound COD confirmation calls.
  3. Route escalations by skill: Send disputes and complaints to your trained agents, with the bot’s summary attached.
  4. Review every week: Use a tool like Post Call Analytics (Xtract) to flag calls where the bot failed or sentiment dropped.

Remember: Voice AI agents for contact centers also need compliance built into every step. India notified the Digital Personal Data Protection Rules on 14 November 2025, per PIB. They allow an 18-month phased compliance window. For card payments, keep card numbers out of the audio entirely, for example through keypad entry.

Where to Start With Your Call Split

Three ideas carry this guide.

  1. Route by call type, not volume. Repetitive, data-backed calls go to the voice agent. Judgement calls stay with people.
  2. Design the handoff before launch. Clear triggers, full context and an open exit to a human protect customer trust.
  3. Measure blended cost per resolved call. Per-minute rates hide the real picture. Resolution across both channels shows it.

Get these right, and AI voice agents for contact center teams stop being a headcount question. You end up with less repetitive work and a team focused on calls that need people. The first step is knowing your own call mix.

Your agents shouldn’t spend peak season reading out delivery dates. Book a 20-minute call-mix audit with our team. We’ll map your top call reasons to AI or human and show where AceX Agent Studio fits.

FAQs

A caller speaks, and speech-to-text converts their words into text. An LLM interprets the request, identifies intent and retrieves relevant information from connected systems. Text-to-speech then delivers a natural-sounding response, repeating the process throughout the conversation.

Traditional IVRs guide callers through fixed menus, keypad options or predefined keywords. AI voice agents understand natural speech, allowing callers to explain their needs in their own words. They can also complete tasks such as checking orders or booking appointments instead of simply routing calls.

An AI voice agent manages customer calls independently, from greeting callers to resolving their queries. Agent assist supports human agents by suggesting responses and summarizing conversations in real time. Contact centers can use both to automate routine interactions while helping human agents handle more complex enquiries.

AI voice agents handle repetitive, predictable calls involving information stored in CRMs, order management platforms or billing systems. Common use cases include order tracking, COD confirmation, payment reminders, appointment booking and balance enquiries. They can also manage outbound campaigns for renewals, follow-ups and lead qualification.

AI voice agents can reduce operational costs by automating routine interactions and minimizing manual workloads. Actual savings depend on call volumes, automation coverage, integration efficiency and escalation requirements. Businesses should evaluate the overall cost per resolved call rather than focusing solely on per-minute pricing.

Voice AI can reduce waiting times by handling routine enquiries without placing callers in queues. Human agents can then focus on more complex issues, which may affect average handling time. To assess first-call resolution accurately, businesses should track outcomes across automated and human-assisted interactions, including callbacks and escalations.

AI voice agent pricing varies by provider, voice quality, language support and integration requirements. Acefone’s AceX Agent Studio offers usage-based pricing, with additional setup or integration costs potentially applying. As call volumes increase, businesses should evaluate total implementation and operating costs alongside the cost per minute.

No. AI voice agents are designed to automate routine interactions, not eliminate the need for human support. They can handle predictable enquiries independently while escalating sensitive, complex or unusual situations to human agents. This allows frontline teams to focus on problem-solving, relationship building and interactions that require human judgement.

Several cloud contact centre platforms now include AI voice capabilities. When evaluating providers, check whether voice agents share call routing, recording and analytics with human teams. Acefone brings AceX Agent Studio, Contact Center Studio and Xtract together, helping businesses coordinate automated and human-led customer interactions.

Test vendors using real customer calls and the languages and accents your audience uses. Evaluate response latency, handoff quality, CRM integrations, compliance controls and pricing transparency. Start with a pilot for a specific call type to assess performance and customer experience before expanding deployment.

AI voice agents connect to CRMs through APIs or prebuilt integrations to access and update customer records during conversations. They can retrieve order histories, create support tickets and log call outcomes automatically. Acefone’s API Connect links AceX Agent Studio with CRMs, helpdesks and order management systems.

AI voice agents can protect sensitive information through data minimization, access controls, masking and secure handling of payment details. Businesses should configure call recordings to exclude sensitive card data where required and use secure payment collection methods. They must also follow applicable data protection and payment security requirements.

Post-call analytics evaluates conversations to identify where callers disengage, request human assistance or encounter unresolved issues. These insights help teams refine prompts, improve conversation flows and address gaps in intent recognition. Acefone’s Xtract, helps operations teams identify improvement opportunities and optimize voice agent performance.

Start by reviewing call reasons and identifying a high-volume, low-risk use case. Build the conversation flow, integrate relevant systems and define escalation rules. Test the agent with real callers, monitor performance and refine its responses before gradually expanding automation to additional call types.

Deployment time depends on the use case, integrations and level of customization required. Simple agents for FAQs, lead qualification or appointment reminders can go live within hours or days. More complex deployments involving CRM integrations, custom workflows, compliance checks and testing may take several weeks.

AI voice agents can manage Hinglish calls by recognizing Hindi and English in the same conversation. With suitable speech-to-text, language models and text-to-speech systems, they can understand mixed-language queries and respond naturally. Performance depends on language support, accents, pronunciation and how well the agent is configured and tested.

Yes, AI voice agents can integrate with contact center software to support existing workflows. Depending on the platform, they can connect with CRMs, dialers, IVR systems and customer databases. They can qualify leads, answer routine queries and transfer complex calls to human agents, helping teams manage call volumes more efficiently.
